Quest for Quality
1992
Under an effective quality improvement program, customer satisfaction drives all business processes. Most important, all processes, from underwriting to claims handling, are examined and reorganized for greater efficiency and responsiveness to customers' needs. Examining the corporate culture to determine how it needed to become more adaptable and ready for change was the most important part of instituting total quality management (TQM) at Zurich-American Insurance Group. The Travelers Cos. has achieved support for its TQM program through the use of a Quality Council, which comprises quality officers appointed by senior vice presidents of all the major business areas. USAA measures the success of its quality endeavors by surveying its customers. As part of their services, many consultants offer insurers step-by-step programs to help them institute quality programs. For example, cross-functional teams in 4 divisions of American Family Insurance Group follow a 7-step process typical of many that are available.
